First customer issue- advice needed

Recently a customer purchased a custom order from me. I made the bracelet and shipped. She was thrilled and loved it. She asked for one modification on the clasp. I was willing to do the change free of charge and asked her to mail me the bracelet so I could modify it.

Customer mailed the package and notified me that she forgot to include her return address, did not use tracking and only used 3 stamps.

The package never made it back to me. I contacted the customer, just to confirm she mailed. She did and then blamed me for the lost package. She has sent me numerous nasty messages about the lost bracelet and how she does not have funds to purchase another.

Long story short: I want happy customers, I offered to make a replacement bracelet and send it to her, free of charge.

My question:
She said yes, however asked for a bracelet of a different length (2 inches smaller than original). What would you do?

My gut tells me she never mailed the bracelet back to begin with and wants a second, based on some strange comments in the messages. My gut tells me to stick to my guns and only replace EXACTLY what she originally purchased. FYI, this purchased happened over 90 days ago. Seller contacted me about modification about 2 months after purchase.

It sounds to me like you have taken advantage of. It is not your fault that the package never arrived...she should have insured it or sent it certified...many different ways she could have protected herself. Perhaps she never sent it and meant to get a freebie all along.

I think you should not offer to replace an item in a situation such as this...there was no fault on your part.

Good luck.

Re: First customer issue- advice needed

Personally, I wouldn't replace it. I may offer her a discount, but you did everything right. She is the one who "forgot" to do anything to protect her purchase. Apologize, offer a discount, but I wouldn't send it for free.

Re: First customer issue- advice needed

I wouldn't let yourself be taken advantage of like that. If she failed to insure and track the package, that's her own fault. Moreover, it sounds like she's trying to scam you. The reason she wants the bracelet that much shorter is probably to give to a friend/daughter with a smaller wrist. :/

Re: First customer issue- advice needed

Thing that doesn't make sense is that even though she may have not used enough stamps doesn't the post office deliver the package anyways but require you to pay the difference if there is no return address? Also, I know in Canada you can file a claim for missing packages even though there is no tracking number - they require you wait a (long) time but they will try to do something about it and eventually reinburse you if it has really been lost.

I think if you are going to replace the bracelet and she wants all these changes you should at least ask for the cost of the materials to be paid. If the missing one appears then you can reinburse her.

Re: First customer issue- advice needed

I would be inclined to cancel the transaction, refund her money and not do business with her again. It's too bad you can't see her feedback from sellers as it might indicate if this sort of thing is habitual.

Re: First customer issue- advice needed

I agree with everyone else that she is trying to rip you off. If you really want to try to preserve the relationship, I'd consider making a replacement bracelet only. You make beautiful jewelry and have had plenty of sales, so I wouldn't worry about it too much. Maybe this would be a good time to review your policies?

Re: First customer issue- advice needed

Ooooohhh, she SO sounds like a scammer--sorry to say. I agree with DarkRide. I would cancel the transaction & refund her money. Make a clean break & certainly never do business with her again. It's SOOOO sad that we work as hard as we do creating beautiful items, putting in all the work to get them up on Etsy....and then a despicable person such as this one does something like THIS. I'm so sorry, LavaLake!

Re: First customer issue- advice needed

I agree with all the above. The story doesn't ring true. You have kept up your side of the transaction and attempted to go above and beyond to help her further. Give her a refund and say that you will not be continuing the transaction. Good luck!

Re: First customer issue- advice needed

I wouldn't offer a replacement either... something doesn't sound right. I would inform her (in a nice way of course ; ) ) that you are sorry the original bracelet didn't make it back to you but unfortuately you will not be able to accommodate a replacement at this time. Because the package has gone "missing" you will be filing a claim with USPS about the missing package and they will be in contact with her and that her cooperation will be necessary if she wishes to have the original replaced. I would also add something in your policies (if they are not there already) that you are happy to do alterations but that the packages must be shipped to you with insurance and tracking and if they are not that you are not responsible for that package until it is recieved by you. This lost package isn't your responsiblity... she recieved what your listing stated and it became her property and her responsibility. If you wish you could refund her for the original but personally I wouldn't...

LavaLake Jewelry from lavalake says

FYI, this purchased happened over 90 days ago. Seller contacted me about modification about 2 months after purchase.

I wouldn't make a change two months after she purchased it. If she contacted you a week or two after getting it and said "hey, this would be so much better if you could...." but two months later?? No way. She waited too long. It sounds fishy to me.

If you haven't already, I'd put a time frame for modifications and returns in your policies.

Re: First customer issue- advice needed

This definitely sounds like she is trying to scam you. The fact that she contacted you 2 months later is crazy. If something wasn't right with the bracelet, she should have contacted you as soon as the item was received. Personally, I don't think returns or mods should be allowed after such a long time period. I don't think that you should send a new bracelet.

Re: First customer issue- advice needed

I agree that I would not resend another bracelet. If there was a problem with sizing she should have contacted you within a week of getting it. (I would include this in your shop policies as well, that returns or exchanges must be made within x amount of days after receiving the package.)

At this point, I would send a polite (as possible) letter along the lines of:

"While customer service has always been a top priority, I believe customers hold some responsibility as well. Given the circumstances, that you waited 2 months to contact me and failed to insure or track the item when you returned it, I cannot replace this item. I will offer free shipping if you would like to repurchase the item. "

Re: First customer issue- advice needed

Yeeesh! I feel like I'm standing on a fishing boat! (har har)

But seriously...2 months?? She's been enjoying your bracelet for 2 months and *now* she wants something changed? I'm sure at this point you have updated your Policies. I'm sorry you received nasty messages from her considering this was her snafu to be responsible for. I would either cancel the transaction and refund her money or offer her a discount towards a new one (or free shipping, whichever you prefer).

You made it, you sent it, she received it and enjoyed it for 2 months, she shipped it to you to have a *free* alteration. It got lost (her goof) and now she is demanding a free replacement? In this case, offering her a discount or a refund could be the best customer service you can possibly give her without losing your shirt.

Good luck!

Re: First customer issue- advice needed

Thanks all! The advice was much appreciated.

In case you are wondering, I offered to make her the new bracelet with free shipping, but she needs to buy it. At least it is off my shoulders at this point.

Makes me thankful all of the other buyers and sellers I've interacted with on Etsy have been fabulous.

Re: First customer issue- advice needed

I agree with Darkride, I also think she got the bracelet, wore it for a while, it was a little big and fell off her wrist and she lost it approximately 2 months later. Then she wanted you to replace it with a smaller one so she wouldn't lose it again.
She is bullying you. Dont let her.

Re: First customer issue- advice needed

I agree it is a scammer. If people only knew the truth about running an online business maybe they wouldnt be so nasty and mean. She needs to keep shopping at Wal-Mart so that she can return things without her receipt!

Re: First customer issue- advice needed

Stephanie, your note makes me laugh because a few years ago I did buy a bracelet at Walmart. It fell off my wrist and I lost it. I wonder if I had gone in and demanded they replace it, they would have? lol

Re: First customer issue- advice needed

I would just cancel the transaction, refund 100% and try to do all I can for do not let her leave a feedback. She was sending you those nasty letters, so there is a risk. You have 100% positive now, don't let her spoil that.

Good luck!
